Digital capabilities can make support faster and more relevant, while advisors remain essential when a member needs empathy or personalised expertise.
To support this evolution at BECU, we are equipping employees across our Neighborhood Financial Centres with tools, training and financial healthfocused practices that enable them to move beyond transactional service and provide personalised guidance tailored to each member’ s goals.
Digitisation should not be pursued for its own sake. It should be tied to a clear member need and a measurable improvement in the experience.
Q. WHAT ADVICE WOULD YOU GIVE TO LEADERS IN FINANCIAL INSTITUTIONS LOOKING TO MODERNISE THEIR PROCESSES?
» Understand who you serve and the gaps or problems between where they are today and where they want to be financially. Then define how you are uniquely positioned to solve that. Use that as the filter for technology, experience and process decisions as you seek to modernise the full member experience, rather than modernising isolated steps.
A digital front end will not solve a process that remains fragmented or laden with friction behind the scenes. Begin with areas where technology can remove routine work or unnecessary friction, test carefully and scale responsibly. The goal should be to give employees more time for higher-value work that requires judgment and human connection.
Q. HOW DO YOU ENSURE AI IS BEING USED RESPONSIBLY IN YOUR WORK?
» Responsible AI begins with a clear member benefit and a commitment to supporting financial well-being, rather than introducing technology for technology’ s sake. It starts with trust, which is earned through transparency and accountability.
At BECU, we see AI and human expertise as complementary. Human judgment remains critical for complex, sensitive or highstakes situations, and AI should not be treated as fully autonomous without safeguards. For this reason, governance must be built into the work from the beginning. That includes cross-functional involvement from risk, compliance, privacy, ethics, technology and the business, along with appropriate testing and oversight.
We also have a responsibility to protect member information, be accountable for how tools are used and maintain the trust members place in us as their financial institution.
